How Should You Respond to Negative Reviews?

By Akın Tığlı · August 21, 2026

Social media offers hotels a major visibility opportunity, but negative reviews, misunderstandings and delayed replies can undermine trust if poorly managed. Good crisis management is not about silencing a review; it is about showing everyone that you listen to guests and can provide solutions.

A negative review alone is not a crisis. The real risks are defensive language, copied-and-pasted replies, disclosure of personal information or prolonged silence. The following five steps help establish a consistent response system across social media and review platforms.

Notice the Issue Quickly and Make an Initial Response

Monitor Google, Instagram, Facebook, OTAs and other review channels regularly. Rather than leaving notifications on one employee’s phone, define a person responsible, a backup and an out-of-hours notification process.

  • Quickly acknowledge that you have seen the review.
  • Check the reservation and incident record before responding.
  • Do not write in anger or use accusatory or defensive language.
  • Do not request personal information publicly.
  • If investigation is needed, state when you will respond.

GUEST REVIEWI stayed at your hotel; the room was not clean and the staff were inattentive.

EXAMPLE RESPONSEWe are sorry your experience did not meet your expectations. We would like to review your feedback in detail and offer a solution. Could you share your reservation information by private message?

Why does it matter? The initial response shows the hotel’s approach not only to the complaining guest but also to prospective guests who read the review later.

Show Empathy, Not Defensiveness

Empathy does not mean accepting every allegation without investigation. Acknowledge the guest’s disappointment, and obtain information from your team before making definitive statements about the hotel’s responsibility. Phrases such as “That is impossible” or “Our other guests have never complained” increase tension.

Be Transparent and Solution-Focused

Instead of ignoring the complaint or closing it with a standard apology, explain how a verified problem will be addressed. Keep the public response brief; discuss reservations, room numbers, telephone numbers and payment details privately.

GUEST REVIEWThe food in the restaurant was cold and service was very slow.

EXAMPLE RESPONSEWe are sorry your experience turned out this way. We have shared your feedback with our restaurant manager and are reviewing the relevant service record. If you send your stay dates by private message, we would like to contact you directly.

Do not make promises you will not fulfil. Instead of vague phrases such as “The necessary action has been taken,” specify what was actually done and who is responsible for follow-up.

Manage Service Recovery Appropriately

Automatically offering a discount for every negative review is not the right approach. First verify the incident; compensation should be proportionate to the impact, hotel policy and the guest’s loss. The purpose is to remedy an actual service failure, not offer a benefit in exchange for changing a review.

GUEST REVIEWThe hot water stopped during our stay and the problem was not resolved for a long time.

EXAMPLE RESPONSEWe are sorry for the technical problem and the delay in resolving it. The system check has been completed and the relevant team has reviewed the process. We would like to contact you privately to make up for your experience.

Follow up with the guest when the issue is resolved. However, do not make deleting the review or giving a positive rating a condition of compensation.

Strengthen Trust and Operations After the Crisis

Crisis management does not end when a reply is sent. Refer the issue to the relevant department, define corrective action and monitor recurrence. If the same themes—cleanliness, breakfast, noise or communication—appear repeatedly, the problem lies in operations before communication.

  1. Classify the recordIdentify the channel, date, topic and urgency.
  2. Assign responsibilityClarify the department involved and its follow-up task.
  3. Follow the solution throughCheck whether the commitment has been fulfilled.
  4. Contact the guest againShare the outcome privately and ask about satisfaction.
  5. Improve the processInclude recurring complaints in the monthly management report.

What to Avoid When Responding to Negative Reviews

  • Accusing the guest of lying or bad faith
  • Pasting the same prepared text into every reply
  • Sharing reservation or personal information publicly
  • Trying to remove a complaint solely because it is negative
  • Closing the issue with a discount code before solving it
  • Blaming an employee publicly
  • Leaving the review unanswered for days

Conclusion: Manage the Guest Experience, Not the Review

Responding properly to negative reviews is not about making the brand appear flawless. Trust is built by businesses that do not conceal mistakes, examine feedback carefully, protect personal data and follow through on promises.

The Sosyal Zeplin view: Even the strongest response template cannot replace real operational improvement. Good reputation management means the communications team and hotel operations working within the same system.

Frequently Asked Questions About Managing Negative Reviews

How quickly should a negative review receive a response?+

The review should be noticed as soon as possible, but the reply should not be rushed using unverified information. The first response should confirm that the feedback has been received and the issue is being reviewed.

Should a negative review be deleted?+

A review describing a genuine experience should not be deleted merely because it is negative. Insults, threats, personal data, spam or violations of platform policies may be reported.

Is it appropriate to move the complaint to private messages?+

Yes. Reservation information and incident details should be handled privately. However, a public initial response must still be provided, and the issue should not be hidden.

Should every negative review lead to a discount?+

No. Compensation should be proportionate to the verified problem and the hotel’s service policy. Automatic discounts can create inconsistency.
